Product teams face that same choice. We can rely on polished, "approved" customer inputs, or we can pay attention to the messy, inconvenient feedback that comes from real workflows in real labs.
Surface-level customer centricity is common in life science tools. We run surveys, schedule advisory boards, collect quotes, and build Voice of Customer (VOC) summaries that look neat in a deck. That feedback is useful, but it is often theoretical: what customers say they do, what they remember, or what they wish were true.
Practical feedback is different. It shows up when a Sales rep watches a handoff fail, or when an Field Application Scientist (FAS) sees a protocol break in the hands of Academic Lab B at 7:30 p.m. It includes constraints customers forget to mention, workarounds they do not label as workarounds, and the unglamorous details that decide whether your product gets used twice or abandoned.
Theory-only VOC creates a predictable failure mode: the field reports a workflow mismatch, and the product team explains why the customer must be wrong about their own workflow. The result is not just a lost deal. It is an organisation that teaches itself to ignore reality.
If you want feedback that is more than theory, product managers (PMs) must get out of the office. Shadow Sales calls. Ride with the FAS to customer sites. Sit in the lab. Watch the workflow end-to-end. You learn more from one bench than from ten VOC slide decks. Go in curious, not persuasive, and listen more than you talk.
Make it a cadence, not a once-a-year field trip: one field day per PM per month, plus a 30-minute debrief within 24 hours. Capture exact customer language, constraints, and the moment the process went sideways. Use these questions to separate "we talked to customers" from "we understand customers." The goal is not to catch anyone being wrong. The goal is to surface where your organisation is running on stories instead of evidence.
Sales usually knows who said no and what objection killed the deal. If the product team cannot name real "non-customers," you may be designing for an imaginary average user. Clarity about who you do not serve protects roadmap focus and pricing discipline.
Example: Company A's platform is a strong fit for high-throughput labs, but a small Academic Lab B with fixed-cell workflows cannot justify the setup time and will keep using a simpler method.
Prioritisation is customer centricity under pressure. Real teams can point to the request, the requester, and the tradeoff. Surface teams talk about "strategic focus" without naming the cost.
Example: "We descoped automated plate handling that three beta sites requested because it would delay launch by nine months, and seven other sites prioritised getting the base instrument sooner."
Healthy roadmaps evolve when the field teaches you something new. If changes only happen after internal debates, you are optimising for persuasion, not learning.
Example: "After three onsite visits, we moved whole-blood compatibility forward because multiple teams showed the same failure mode."
Customers do not speak in feature requests. They speak in frustration. If your requirements never include that language, you lose urgency and miss the real job-to-be-done.
Example: "It worked on day one, then the signal vanished after fixation." That sentence tells you where to investigate and what to validate.
Contradictions are gifts. If the product team treats them as noise, it will keep shipping explanations instead of improvements. If it treats them as data, it builds a reflex for reality.
Example: "We assumed core facilities wanted more features. They actually wanted fewer steps, clearer setup, and a faster path to first result."
Turn the Goose Test into an operating system. You need routines that keep raw field truth from getting sanitised, forgotten, or re-labelled as "anecdotal."
Define a few simple "did we actually learn?" metrics so this does not turn into well-meaning travel. Track how many field days each PM completes over the quarter, how many insights are logged within 24 hours, and how many roadmap or messaging changes cite a specific visit. On the commercial side, track time-to-first-value for new customers, the top recurring objections, and the top recurring workflow breaks. If those numbers stay flat, you are collecting stories. If they improve, you are building feedback that compounds.
